The user does not need to know whether the problem is DNS, Outlook, Windows or a vendor service before asking for help.

Start with what the person is trying to do and what changed from their perspective.

Diagnose

Work backward through the user, device, network, account and service until the problem makes sense.

Resolve

Fix the issue where possible and identify follow-up work when the immediate symptom points to a larger problem.

The more context we have about the business, the less time is spent rediscovering the same infrastructure every time someone calls.

That is one of the strengths of ongoing managed IT: the helpdesk is not isolated from the servers, Microsoft 365, network, backup and maintenance work. User problems can be understood in the context of the environment behind them.
